El año 2021 será uno de los más transformadores de la historia. Según Microsoft, en sólo dos meses hemos visto la transformación digital de dos años. La pandemia nos enseñó que mientras muchas empresas en todo el mundo luchaban por adaptarse a los numerosos cierres nacionales, la tecnología desempeñó un papel vital para mantener las economías a flote. Este año, la atención se desplazará de la supervivencia a la recuperación y muchas empresas volverán a examinar y evaluar su estrategia a largo plazo, especialmente en lo que respecta a lo digital. Para ello, es importante una revisión de cuáles son las principales tendencias tecnológicas implantadas en el mercado.
Sin duda, 2020 resultó ser para muchas empresas el empujón necesitaban para adoptar realmente tecnologías basadas en Inteligencia Artificial (IA). En el punto álgido de la pandemia, las colas de atención al cliente y los tiempos de espera aumentaron considerablemente al incrementarse el volumen de llamadas recibidas, lo que condujo inevitablemente a una caída en picado de la satisfacción del cliente.
Así que, a los ojos de muchas empresas, fue la pandemia de COVID-19 la que ayudó a que la IA pasara de ser un concepto interesante a una herramienta fundamental para mantener en funcionamiento las empresas, al tiempo que se garantizaba la satisfacción de clientes y por qué no, de los empleados.
Este año, los centros de atención al cliente y el comercio acelerarán su transición hacia la IA, pero antes de apresurarse a implementar la IA, tendrán que distinguir entre los entornos rudimentarios de atención al cliente (como los chatbots básicos y los sistemas de respuesta de voz interactiva) y la verdadera inteligencia conversacional a través de un empleado digital, que puede atender y clasificar las llamadas y las consultas de los clientes desde el principio de una manera emocionalmente consciente y, a continuación, responder a las preguntas y procesar las consultas, y sólo redirigir las llamadas a los agentes humanos cuando sea necesario. Consecuentemente, mejoran significativamente la experiencia de los sobrecargados agentes humanos que actualmente son incapaces de responder con la suficiente rapidez para garantizar una experiencia de cliente positiva y satisfactoria con la marca.
En este contexto de la nueva era post-coronavirus, los empleados digitales desarrollados con IA cognitiva serán vitales para garantizar que las empresas puedan mantener el mismo nivel de comunicación y satisfacción con sus clientes. A medida que nos adentremos en 2021, presenciaremos un aumento de la colaboración entre humanos y máquinas para ofrecer una solución escalable que mejore tanto la experiencia de los empleados como la de los clientes.
En 2020 también presenciamos como nunca antes, un aumento de la cantidad de gente trabajando en remoto y de negocios con canales digitales abiertos. Las empresas con fobia a la tecnología se han visto obligadas a trasladar sus servicios a Internet o a enfrentarse a un posible colapso. En este contexto, hemos visto un enorme aumento de la demanda de servicios de software, especialmente de herramientas que facilitan el trabajo a distancia, las videoconferencias, el CRM y el ERP.
Con la creciente evolución hacia el trabajo en remoto, las empresas tendrán que empezar a aprovechar la tecnología que une estos sistemas, para que todo pueda funcionar sin problemas: lo que se ha denominado HiperAutomatización: el proceso por el que los sistemas de una empresa se integran y automatizan de principio a fin en una única plataforma unificada. Esta HiperAutomatización permitirá a las empresas aprovechar la continua expansión de los servicios digitales, como la IA y la nube, al tiempo que se agilizan las operaciones en departamentos como el financiero, el de ventas, el de tecnologías de la información o el de los RRHH. La Hiperautomatización, que ya ha sido destacada por Gartner como una de las principales tendencias tecnológicas para este año, ayudará a las empresas a recuperarse, a mejorar su eficiencia operativa y a capacitar a los empleados para que se centren en el crecimiento de los ingresos.
En 2020, la IA de última generación y la automatización han sustentado y apoyado el desarrollo de distintas carreras profesionales en distintos sectores. En el sector de los seguros y la banca, por ejemplo, los empleados digitales desarrollados con IA han trabajado codo con codo con agentes humanos del departamento de atención al cliente actuando como “agentes susurrantes”; es decir, estos empleados digitales han ofrecido a sus homólogos humanos la información que necesitan para responder a las consultas de los clientes, con una profunda comprensión de la compleja normativa del sector.
El potencial de la IA para liberar de horas de trabajo administrativo a ejecutivos de diversa índole es enorme. Esto no sólo supone una gran oportunidad para mejorar la productividad de las empresas, al concentrar más tiempo de estos ejecutivos en tareas de verdadero valor añadido, sino que será un elemento clave para que los empresarios puedan reducir la carga de trabajo de los empleados.
Es probable que esto continúe este año con la explosión del desarrollo de los servicios sanitarios de atención al cliente desarrollados con IA. El mundo se centrará más en la gestión de las enfermedades en general después de la pandemia y, como resultado, es probable que haya más presión sobre los profesionales sanitarios que gestionan revisiones rutinarias diarias de los pacientes, además de los pacientes con secuelas de la Covid-19. Que la IA conversacional gestione esta sobrecarga representa una enorme oportunidad, ya que permite a los profesionales centrarse en la atención al paciente de alto valor añadido.
