Nos cuesta ser ser pacientes. Desde luego no suele ser habitual nacer con esa cualidad. Por el contrario, hay que cultivarla y tratar de mejorarla con los años. En el mejor de los casos lo conseguimos parcialmente y la impaciencia, que termina abordándonos y ganándonos la partida en no pocas ocasiones, nos produce muchos problemas a lo largo de la vida. Esto siempre ha sido así y forma parte de nuestra condición humana, pero la era actual de acceso inmediato a servicios digitales, sustentada por un acceso a internet que tiende a la ubicuidad y a la inmediatez, así como la infinidad de dispositivos que lo facilitan, ha disparado nuestra vuelta a la infancia.
No quiero pensar en que sucederá cuando avancemos más en esa revolución que ya supone lo que llamamos internet de las cosas (IoT) en las que cualquier objeto nos pueda ofrecer información y servicios. Se producirán múltiples cambios, es seguro, pero hoy quiero solo reflexionar sobre uno con el que tendremos que convivir en el futuro aún más: ese usuario mimado que como el niño malcriado está permanentemente insatisfecho y decepcionado. Y lo demuestra ostensiblemente.
No podemos obviar las consecuencias de su comportamiento. Las empresas u organismos públicos que no satisfagan las expectativas de sus usuarios serán reos de una nueva patología, la dejadez digital. No serán capaz de transformarse para satisfacer sus deseos y en la medida que exista la posibilidad de un producto o un servicio alternativo pueden estar preparados para el abandono, para la infidelidad más tiránica.
Estos nuevos consumidores esperan, como poco, cualquier funcionalidad que hayan disfrutado en cualquier otro servicio digital: “Si la empresa tal hace esto, ¿por qué esta no lo hace? “. El usuario ya no se pregunta qué puede ofrecer digitalmente una organización, sino que se encuentra en un estado de exigencia absoluta y máximas expectativas. Es un oído que ya solo es capaz de percibir una una nota: la más aguda, la de mayor calidad en todos los sentidos.
No olvidemos que la satisfacción es la diferencia entre las expectativas y la experiencia real de uso y, por definición, siempre es subjetiva. Y aquí es donde aparece la temida decepción. Al usuario común que ni ha oído hablar de la transformación digital ni falta que le hace, tampoco le interesa saber lo fácil o difícil que puede resultar cambiar una organización hacia nuevos servicios digitales si lleva décadas operando en modelos tradicionales. Imaginemos esta dificultad en cualquier Administración Pública, por ejemplo.
Este usuario sólo quiere ser atendido de la misma eficiente e inmediata forma que ha experimentado con algún otro. Es más, incluso puede estar dispuesto a pagar por ello, siempre que piense que los resultados son excelente. Y aunque está dispuesto a perdonar algún error en la atención personal o presencial (al fin y al cabo, hay seres humanos involucrados), pero nunca lo hará del que reciba a través de un canal digital: aquí lo espera perfecto “precisamente porque es digital”.
La única fórmula que se me ocurre para mitigar esta nueva relación, que por otra parte ya convive con nosotros y que pude terminar con la pérdida de un cliente decepcionado es combatir internamente esa negligencia digital, en otras palabras, esa inercia de las organizaciones a usar paños calientes en cada punto del proceso de atención al cliente en lugar de acometer proyectos sinceramente comprometidos con la difícil tarea de hacer de ello algo más que una cadena de eslabones más o menos digitales y más o menos inconexos.
Para lograr este objetivo, nada sencillo desde luego, podemos emplear algunas pistas que se han mostrado útiles en los últimos tiempos, como ha sido por ejemplo invitar a los clientes a participar en procesos de co-creación de sus propios productos y servicios.
Pedir a los clientes su opinión y que expresen sus deseos respecto de lo que esperan de nuestros servicios digitales puede ser una sensata estrategia de defensa contra su desilusión. Es el momento de empezar a emplear la tecnología para algo más que soportar los procesos cotidianos. La experiencia del usuario no es ya solamente ese conjunto de factores y relativos a la interacción del usuario con una marca o un servicio; ya no es solo una percepción, una opinión o un prejuicio. Hoy es más que nunca una agregación de todas esas expectativas individuales que se comparten cada vez más, se convierten en virales, en colectivas, y terminan generando una integral de todo aquello que la tecnología hace virtualmente posible.
Y aquí, en esa a veces sutil, a veces enorme, diferencia entre lo posible, lo imaginado y lo efectivamente posible para nuestros usuarios, está el campo de batalla donde se libra el conflicto digital. Si nos mostramos perezosos tratando la decepción digital de nuestros clientes y usuarios no tengamos dudas que tendrá consecuencia. Y no serán buenas.
