El comercio electrónico ha sido la tabla de salvación de muchas empresas en plena pandemia; para otras, un objetivo inalcanzable, dada la situación de partida y las condiciones de la economía en general. Pasados los momentos más duros de la crisis sanitaria, es momento de analizar cómo el canal digital afronta la nueva normalidad.
El impacto de la COVID-19 ha marcado un punto de inflexión en el ecommerce. El canal digital ha sido el salvavidas para muchos sectores y el motor de la economía en pleno confinamiento, sobre todo, para aquellos que la pandemia les pilló con los ‘deberes hechos’ en temas de digitalización. Para otros, lamentablemente, el virus les cogió con el pie cambiado y ahora se enfrentan al reto de acelerar su transformación digital para seguir siendo relevantes en un mercado en el que han surgido nuevos perfiles de usuarios y los hábitos y patrones de comportamiento han cambiado.
Este último es el caso del sector turismo, fuertemente golpeado por la crisis sanitaria, al que las restricciones impuestas por los ejecutivos en todo el mundo se le suma, en el caso de España, “un modelo muy estático, poco proclive a cambiar las cosas que han funcionado durante 30 años, y que en el momento en que se tenían ingresos no se agilizó ni se adoptó una digitalización”, tal y como ha afirmado hoy Paula Toural, directora de Customer Experience de Globalia Corporación Empresarial, en un debate organizado por ComputerWorld en colaboración con Informática y Accenture que ha girado en torno a la temática “El ecommerce ante su mayor reto en la nueva normalidad”.
La realidad poscovid dibuja un panorama para el retail en el que cliente va a seguir apostando por lo digital, a tenor de la evolución epidemiológica. Hoy, las cifras proporcionadas por Statista antes de la pandemia y que vaticinaban un crecimiento del ecommerce del 7,5%, se quedan cortas. La entrada en escena de usuarios hasta ahora reacios al canal digital y el deseo de gran parte de los consumidores de dar continuidad a hábitos adquiridos durante el confinamiento ‘exige’ más que nunca a las empresas apoyarse en el dato para seguir siendo relevantes.
Si antes de pandemia se hablaba de que estábamos en la economía de los datos, en la nueva normalidad ésta se ha convertido en el eje de cualquier compañía. “El dato de calidad, que podamos utilizar de manera inmediata y que tenga un propósito es el que marcará la diferencia”, ha señalado Karen Thouret, head of Digital E-commerce y Customer Experience de SEUR. En este sentido, Bernardo Godar, country manager de Informática, ha apuntado que “la gestión especializada del dato es esencial, pues es lo que nos permitirá dar respuesta rápidamente a esa necesidad de tratar al cliente de manera especializada”. Para ello, es fundamental, en palabras de Federico Alonso Bernard, MDMD product specialist de Informática para EMEA, “dejar de ver al cliente como una simple cookie y abandonar análisis de las transacciones en base a dos únicas variables: el valor de la cesta media y la ratio de conversión”.
Como añadía, Diego Duro Dapena, director de Ingeniería de la Plataforma de Santander España, “el cliente no es una cookie, la tecnología permite saber cómo se llama, cuánto dinero gasta cada mes… gran cantidad de información que nos permite ofrecer productos y servicios innovadores”. No obstante, no es oro todo lo que reluce y a pesar de que las organizaciones recopilan grandes cantidades de datos sobre sus clientes, es necesario “sacar la mejor versión de la verdad que nos permita tener una visión única del cliente y poder tomar acciones”, apostillaba, José María Arteaga, BI & Data Management senior manager de Accenture.
Aunque el canal retail ha sido permeable a esta digitalización exprés, el cliente sigue buscando la humanización del servicio, sobre todo, “las personas que se adentran por primera vez en el canal digital”, ha puntualizado Asier de la Torre, responsable de Originación Digital de EVO Bank. “Para éstas, el habla puede guiarles y ayudarles a que esta experiencia sea fácil y segura”. Una opinión que comparte Francisco Antonio Serrat, subdirector general de Transformación Digital de Mapfre España, convencido de que “el contacto humano sigue siendo clave.
Con la certeza de que esta pandemia es algo coyuntural y que tarde o temprano todo volverá a la ‘antigua’ normalidad, la situación se antoja más desafiante para unos sectores de actividad. El caso de las bebidas espirituosas es especialmente complicado. En este punto, Francisco Borja Carroquino, head of IT Solutions para Pernord Ricard España en los países mediterráneos, ha señalado que “el modelo de ecommerce actual apenas compensa una décima parte del 60% de las ventas que el sector factura en locales de ocio nocturno, restaurantes y cafeterías que con las restricciones han cerrado, por lo que es fundamental encontrar cómo reorientar el negocio hasta que la situación cambie”.
