Los clientes están entusiasmados por las innovaciones tecnológicas, pero también desconfían sobre el modo en que las empresas proveedoras de productos y servicios gestionan sus datos.
Esta es una de las principales conclusiones de la segunda edición del informe “Estado del cliente conectado” de Salesforce Research, que ha contado con la participación de más de 6.700 clientes a nivel global, que han respondido a cuestiones orientadas a entender mejor la mentalidad del comprador actual. Estas son las cinco conclusiones principales del estudio de Salesforce:
La experiencia de cliente es un concepto muy amplio. “Experiencia de cliente” es en la actualidad un concepto que preocupa a todas las empresas. El 80 por ciento de los clientes asegura que la experiencia que una compañía proporciona es tan importante como sus productos o servicios. El estudio de Salesforce así lo reconoce, ya que un 57 por ciento asegura haber dejado de comprar a una empresa porque su competidor ofreció una mejor experiencia de compra. Gran parte de esta experiencia se basa en la confianza: el 95 por ciento de los clientes dice que si confían en una empresa, es más probable que acaben siendo clientes leales.
¿B2B o B2C? B2Me El concepto “B2Me” no es nuevo, pero está en auge. El 82 por ciento de los encuestados que toman decisiones de compra en su empresa desea la misma experiencia que cuando compran para ellos mismos fuera del entorno laboral. Sin embargo, solamente el 27 por ciento cree que las empresas consiguen ofrecer ese estándar de experiencia en el ámbito B2B, lo que quiere decir que existe un amplio margen de mejora.
Nuevas demandas de conectividad. Nuestra cultura se define por la conectividad constante y la gratificación instantánea. En cualquier etapa del proceso de compra “yo” y “ahora” son las palabras mágicas. Para el 84 por ciento de los clientes, ser tratado como una persona y no como un número es muy importante. Por otra parte, el 70 por ciento asegura que los procesos conectados son muy relevantes para ganar clientes (por ejemplo, entregas sin interrupciones entre departamentos o contextualizar la relación en función de interacciones anteriores). Esto significa que el marketing, ecommerce, ventas y equipos de servicios que hasta ahora sólo se han preocupado del cliente desde un punto de vista, deben considerar su relación con él desde una perspectiva más abierta.
La tecnología marca los puntos de referencia para la innovación. La innovación real es un factor decisivo para la mayoría de los clientes. El 56 por ciento (66 por ciento en el caso de compradores de negocio) buscan de forma proactiva comprar a las compañías más innovadoras. La tecnología, por supuesto, juega un papel muy significativo en estas innovaciones. Para el 59 por ciento de los encuestados las compañías necesitan perfeccionar sus experiencias digitales para mantener su negocio. De hecho, estarían abiertos a que estas empresas hagan uso de la inteligencia artificial (IA) para mejorar sus experiencias.
Crisis de confianza: Buscar el equilibrio entre personalización y privacidad. Para proporcionar la experiencia que los clientes esperan, las empresas necesitan una nueva generación de tecnología y grandes volúmenes de datos. Pero, en vista de los últimos incidentes, no todas las compañías se están ganando la confianza para tratar datos personales. Un 62 por ciento de los encuestados tiene más temor a que sus datos se vean comprometidos que hace dos años y casi la mitad (45 por ciento) no tiene claro cómo estas compañías gestionan su información personal.
