Además de tecnologías de base, como los asistentes virtuales, la mensajería y los servicios integrados habilitados para el Internet de las cosas (IoT), Sabio subraya la relevancia que en 2018 tendrán los nuevos escenarios regulatorios, derivados de la inminente aplicación del GDPR y la normativa MiFID II, así como la necesidad de invertir especialmente en el desarrollo de User Experience y Customer Journey, como otros elementos fundamentales para este año.

No podemos permitir que los agentes de contacto sigan perdiendo su valioso tiempo en solventar procesos que son causados por una pobre calidad de diseño UX”, añade.

Los asistentes virtuales se convierten en el primer punto de contacto del cliente con la organización: según Gartner, el 85% de las interacciones con los clientes no requerirá contacto humano en 2020. Por ello, se puede esperar este mismo año un aumento en el empleo de las soluciones de asistentes virtuales, ya que se están convirtiendo en el primer punto de contacto del cliente con las empresas: bien sea en una página web, filtrando solicitudes en canales de social media, o simplemente haciendo de front-end para los clientes que requieran asistencia personal del centro de contacto. Esto induce a un aumento de la inteligencia artificial empleada en asistentes virtuales, ya que son capaces de aprender de los equipos de contacto, procesar más datos y contestar un mayor número de consultas e integrarse en profundidad con los sistemas back-end.
Los servicios de mensajería siguen en aumento: muchas personas ya utilizan alguna App de mensajería, bien sea WhatsApp, Facebook Messenger o iMessage de Apple. Los principales proveedores han añadido plugins de chat para empresas, facilitando a los clientes hacer transacciones y realizar pagos a través de sus interfaces preferidas. Por eso, en 2018, se pondrá mayor foco en la mensajería, vía plugins de chat, que se integren con los sistemas existentes de engagement, y con nuevas capacidades de voz y vídeollamada.
Los productos conectados provocan nuevos niveles de demanda de atención al cliente: con el auge del internet de las cosas, nos enfrentamos a la proliferación de miles de millones de sensores integrados en una nueva generación de productos conectados. Se espera que esto comience a difuminar la distinción tradicional entre producto y servicio, siendo este último parte integral de la experiencia de uso. Como resultado, en 2018, se demandarán soluciones y servicios integrados que ofrecerán un nuevo nivel de Customer Journey. De este modo, se lograrán ahorros significativos, en términos de mantenimiento y rendimiento mejorados.
Presiones regulatorias (GDPR y MiFID II) que exigen replantear el tratamiento de los datos de los clientes: con la entrada en vigor en mayo de 2018 del Reglamento General de Protección de Datos (GDPR por sus siglas en inglés), y los requisitos de la Directiva sobre Mercados de Instrumentos Financieros (conocida como MiFID II) en enero pasado, se aumenta el control sobre la calidad, precisión e integridad de las comunicaciones que mantienen las empresas con sus clientes financieros. Por ello, las organizaciones deberán asegurar que el cumplimiento normativo sea parte integral de la experiencia de cliente que ofrecen. Dadas las penalizaciones previstas por el incumplimiento de estas regulaciones, Sabio considera que los proveedores de servicios deben mirar más allá del cumplimiento mínimo requerido y, por tanto, adoptar un enfoque de engagement del cliente más activo y basado en servicios.
Mayor foco en el componente UX para ofrecer un Customer Journey de calidad: sólo mediante la combinación de las disciplinas UX y CX las empresas pueden ofrecer experiencias de cliente realmente brillantes. Hace poco, la desconexión entre los canales de los centros de contacto digitales y los tradicionales repercutía en experiencias de cliente inconexas. Las mejores prácticas de Customer Journey en 2018 se basarán en atender la data de la voz del cliente en tiempo real, para eliminar el tipo de interrupción de los procesos y evitar los saltos entre diferentes canales, que provocan la frustración del cliente.
